Main flow

1. Customer submits request through an approved channel.
2. Support verifies order and reason under refund policy.

6. Customer receives confirmation and expected timing.

Roles and controls

Support can initiate but not approve exceptions above its threshold. Finance reconciles refund transactions. Record actor, timestamp, order ID, reason code and provider result without exposing full payment details.

Exceptions

Duplicate request, partial shipment, chargeback open, payment method unavailable, fraud concern, damaged item and refund failure. Route each to an owner with a response SLA.

Measures

Time to resolution, approval rate, refund failure, repeat contact, policy exception and reconciliation mismatch.

Improvement

Walk through 5 recent cases, compare actual practice to policy, and validate the map with support and finance before changing automation.

Measurement and review

Record the baseline, source, date range, denominator and owner. Use one primary measure plus quality guardrails; compare like-for-like cohorts and disclose missing data. Treat estimates as scenarios, not observed outcomes.

Risks and controls

Check relevance, consent, disclosure, workload and downside before scaling. Keep an evidence trail, obtain human review for material commitments, and pause if trust, quality or compliance signals deteriorate.
